Dear Mr. Cozzie, First of all, I would like to thank you for your communications regarding your vehicle. Rusnak Volvo participates in the DealerRater Certified Dealer Program. We are committed to providing high quality customer service, but based on your DealerRater review, you did not share that experience. That is very disappointing to us, and through this program we have the opportunity to work with you to resolve any issues with your experience at their dealership. The team at Rusnak Volvo is constantly looking for opportunities to improve and feedback like yours is vital in our journey to build an organization where we are able to meet and exceed customer’s needs and expectations whenever possible. As the General Manager of the dealership, I was asked to get involved in this situation from the very beginning due to communications with Volvo Cars North America (VCNA). In the communications it was stated that four radiators were replaced during the ownership experience and that a repair facility not approved by VCNA insinuated that the car had a design flaw that should be addressed at a Volvo dealership. This is a very serious allegation and one that neither VCNA nor Rusnak Volvo took lightly. Upon arrival at the dealership we addressed the claim for assistance. As an authorized Volvo Dealership, our role is to represent the customer to the manufacturer and build a case to justify any additional assistance beyond the stated manufacturer’s limited warranty. As stated, the car had over 100,000 miles on it and was no longer covered by the terms of the original manufacturer’s limit warranty. It is in the best interest of the dealership to do everything possible to support a customer’s request for assistance as the dealership is able to meet and/or exceed the customer’s expectations by getting additional support. One of the first things one must understand in this situation is that this vehicle had not been to a Volvo dealership for repairs or maintenance in over three years. If the previous repairs would have been done at a Volvo dealership, there would have been legal documentation available to any Volvo dealership to support the claim that four radiators had been replaced. Since that information was not available, we requested that supporting documentation be provided. Unfortunately supporting documentation was not made available to us to document that four radiators had been replaced and that new genuine Volvo parts were used for the previous repairs. Without the documentation that prior work had been completed, the ability for us to build a credible case became increasingly difficult. But, in the interest of Customer Satisfaction, we did continue with a diagnostic review by one of our Volvo certified and trained technicians. The diagnosis was that the radiator needed to be replaced and we proceeded to present the case for review. One of the concerns addressed in your communications is the issue that Rusnak Volvo charged you for a diagnosis even though you had a prior diagnosis completed at a repair facility not approved by VCNA. The single most important thing to remember about this correspondence is that Rusnak Volvo and VCNA will never trust the diagnosis of any entity other than a Volvo dealership for fear of putting an individual’s or family’s health and well-being at risk. It’s just not worth it to take that chance. Just as I would never trust a non board certified physician to make a diagnosis on my child, I would never trust a technician to diagnose the car my children ride in if they were not certified by Volvo. Therefore, in order to get consideration for assistance, a Volvo dealership must perform a diagnostic on the vehicle. Even though all odds were stacked against us, we proceeded to dedicate our time to present the case with the hopes that we would be able to exceed a customer’s expectations. Unfortunately, due to the fact that the vehicle had not been to a Volvo dealership in over three years, and that no supporting documentation for previous repairs was produced, the request for assistance was denied. As soon as we received the decision, we informed you that the request for assistance had been denied. At that time, a threat was made that you would go to the internet and complain about Volvo and Rusnak Volvo unless the repairs were completed at no additional charge. We responded to the threat with an offer to apply the diagnostic fee to the repair of the radiator and provide you with a discount. The offer that was presented was declined and we were informed that the vehicle would be taken to a repair facility not approved by Volvo to have to work completed. As I’m sure you remember, you and I had a very nice conversation in the service drive when you came to pick up the vehicle. In that conversation we discussed all of the issues I’ve mentioned in this response as well as your accusation that we had advised a non-authorized repair facility to not complete the radiator repair on the vehicle. I absolutely believe this allegation is completely untrue as there is no reason whatsoever for us to make that request. It is unfortunate that this situation has come to this point, but I believe this is a situation where the Rusnak Volvo team has done everything possible to meet and exceed the expectations of a customer. Again, I thank you for your feedback and for allowing us the opportunity to use this situation as a training tool to enhance our customer relationships in the future. I would like to personally invite you back to the dealership under different circumstances and offer you a FREE oil and filter change to hopefully show you that were are indeed a first class organization that cares about the safety and well-being of our customers and their families.
